An SLA is a legally binding document that defines the specific standards a service provider must meet. It removes vague promises like “fast support” or “accurate payroll” and replaces them with hard numbers and strict deadlines.
When you manage a workforce spread across different continents, time zones, and legal jurisdictions, a strong SLA becomes your primary operational safety net.
First, it prevents costly disputes. If an employee in Germany complains about an incorrect tax deduction, the SLA dictates exactly how quickly the vendor must resolve the issue. There is no debate about who is responsible or how fast they should act.
Second, it ensures accountability across borders. When your vendor operates eight time zones away from your headquarters, you cannot simply walk down the hall to check on their progress. An SLA forces the vendor to track their own performance and report those metrics back to your leadership team on a regular schedule.

Your SLA must explicitly define what constitutes a “business day.” Does a business day follow the calendar of your corporate headquarters, or does it follow the local calendar of the specific country where the employee resides?
To avoid endless confusion, specify that response times must align with the local business hours of the employee submitting the request. Additionally, mandate that the vendor provides localized holiday schedules in advance, so your internal team knows exactly when regional support desks will be offline.
An SLA holds no weight if there are no consequences for missing the agreed-upon targets. You must establish a clear system of remedies and financial penalties.
Most standard agreements utilize service credits. If the vendor fails to meet the 99.9% payroll accuracy target for a specific month, they must credit a pre-defined percentage of their monthly management fee back to your company. These financial penalties force the vendor to prioritize your account and fix broken internal processes immediately.
However, the ultimate goal of an SLA is not to punish your partner. The goal is to build a culture of continuous improvement. Schedule formal quarterly SLA review meetings with your vendor’s executive team. Use this time to review the data, identify recurring bottlenecks, and collaboratively adjust workflows. If a specific metric consistently falls short, work together to uncover the root cause and implement a permanent fix.
